72% Of Kiwi Consumers Say Brands Don't Keep Their Promises

Nearly three-quarters (72%) of Kiwi consumers say companies are failing to live up to the promises they make, a new report has found.
The Brand Experience Gap study, produced by tech-powered creative group Accenture Song, measures the 'gap' between what brands promise to deliver versus what customers actually experience. The study, now in its second year, examined 65 brands across six sectors in New Zealand.
This year's result showed a slight increase from 2024 (71%). Like last year, financial services providers performed the best, with an experience gap of 63%. This means that 63% of financial services customers don't believe their main provider delivers on their promises.
A third (33%) of financial services customers said having reasonable fees and interest rates is one of the biggest areas for improvement.
Media and entertainment companies (such as content streaming services) fared the worst, with an overall experience gap of 79%. The main areas for improvement included users being able to manage and customise content (81%) and content being regularly refreshed so it doesn't get boring (78%).
Across all sectors, the areas where consumers found the biggest gaps were feeling valued and recognised by brands (79%), the brands positively contributing to society (78%), and having the latest technology to make dealing with them easier (77%).
Other sectors analysed in the study, and their brand experience gaps, include general insurance (71%), telcos (72%), utilities (68%), and travel and tourism (76%).

'Customers are demanding more from the brands they deal with, and rightly so. In an increasingly complex business environment, companies simply can't afford to promise what they can't deliver.
'Again in 2025, we're seeing a stubbornly high experience gap among brands in New Zealand. But this gap comes with an opportunity, as closing it is one of the best ways to build long-term customer trust.
'The key is to treat customer experience as a purpose-led growth driver, not just a budget line item. Sectors like financial services are holding steady because they've invested in owning the customer experience, along with the systems and strategies to support it.
'It's also important to remember that your brand doesn't exist in a vacuum. You might be closing gaps, but if your competitors are closing them faster, people notice that. Customers' experiences are framed by all the organisations they deal with, not just those in your sector.
'That's crucial, because customers don't always complain – they simply don't come back. They disappear silently, often to your competitors.
'By harnessing smart technologies like generative AI to deliver genuine organisational purpose, we're on a mission to turn intent into action – and close the gap.'
About the Brand Experience Gap research:
The Brand Experience Gap study measures the 'gap' between what brands promise they deliver to their customers, versus what their customers actually experience.
Respondents were asked nine statements representing universal brand values (e.g. 'They are simple & easy to deal with' and 'I feel valued and recognised by them'), as well as sector-specific attributes (e.g. 'They actively protect me against fraud' for financial services brands). The gap between what companies promised in their communications and what their customers experienced was measured for each sector as a whole, as well as the individual brand values within each sector.
A total of 1,527 respondents were surveyed in New Zealand in 2025.

New Zealand Wool Services trading manager Nathan Watt said it's one of the more unusual uses of New Zealand wool, beamed into living rooms in nearly every continent. He said it's unfortunate there's no branding for the country's farmers, but he joked it's nice to imagine a small Kiwi printed on each ball. 'TTI is the biggest tennis ball felt manufacturer in the world with a long history,' Watt said. 'They make 80% of the world's superior tennis ball felt.' He rattled off a list of the big brands TTI supplies, such as Wilson, Head, Penn and Slazenger. Over the next fortnight, the US Open will go through roughly 100,000 Wilson balls. To make each ball, the crossbred wool is blended with synthetic thread wrapped around a rubber core. Wool predominantly off the back of the Romneys of 32 to 36 microns is the perfect tool in the fiercest of rallies. Rosstan Mazey, chief executive of WoolWorks Ventures, said last year about 3000 tonnes of the country's wool was exported for tennis ball felt. His enthusiasm for the country's woollen fibre is just as high when he's hitting balls across the net at his local Karori United Club in the Wellington suburb. 'The New Zealand wool is very white and clean, and so when it comes to dying the felt fluorescent yellow and green, it works really well,' Mazey said. 'It doesn't come up with any colour issues through that process.' This year's $5 million (NZ$8.4m) cheque for the men's and women's singles US Open champions represents a 39% hike from last year's $3.6 million. Players on a path to Grand Slam glory are defending champion Jannik Sinner, who remains in a late fitness race, and Spanish 2022 winner Carlos Alcaraz, who will also play in the mixed doubles alongside Britain's Emma Raducanu. In the women's singles, defending champion Aryna Sabalenka has not won a Grand Slam since last year's US Open. The American tennis superstar Coco Gauff showed the spirit of a warrior as she battled to beat Sabalenka at Roland Garros in June for the French Open trophy. Poland's Iga Swiatek comes into the New York tournament after winning the most recent Grand Slam on grass at Wimbledon. Alongside the 190kph serves and grunts that reverberate across the stadium, the US Open is also known for its celebrity sightings. And in the women's doubles, Kiwi Erin Routliffe is at the top of her game. She and Canadian partner Gaby Dabrowski won the 2023 US Open women's doubles title. Minister of Finance Finance Minister Nicola Willis has welcomed confirmation from Fitch Ratings that the Government's careful management of the books has preserved New Zealand's strong credit rating. The international rating agency has affirmed New Zealand's AA+ rating with a stable outlook. 'At the moment New Zealand is borrowing overseas to continue providing good public services while we work to rebuild the economy and public finances,' Nicola Willis says. 'Historically, New Zealand governments have been able to borrow at reasonable rates because of their reputation for being responsible managers of public money, but that is not something that should be taken for granted. 'In the nicest possible language, Fitch's commentary contains a warning for New Zealand. 'Fitch says New Zealand's rating is underpinned by the Government's strong commitment to fiscal consolidation and an expectation that debt as a percentage of GDP will move to a downward path. 'However, Fitch warns that 'evidence of a weakening in the culture of fiscal commitment to fiscal responsibility would affect creditworthiness'. 'That is Fitch telling us that borrowing a lot more, as Opposition parties are proposing, would lead to a credit downgrade. That would increase the cost of government debt and also have a flow-on effect to the cost of household and business borrowing, as New Zealand would be seen as a more risky country to lend to. 'That is why this Government is committed to returning the books to surplus while continuing to invest in the public services New Zealanders need and shifting the economy onto a stronger growth path. 'Doing so requires some difficult choices, but the alternative is increasing costs for Kiwi households and businesses.'

Minister for Energy Energy Minister Simon Watts welcomes the new rule agreed to by the Electricity Authority will level the playing field for smaller power companies, boosting retail competition to put downward pressure on power prices. 'We know many Kiwis are struggling with the cost of living, with rising energy prices putting more pressure on their budgets. That's why this Government is taking competition in the electricity market seriously because more competition means Kiwis can have access to more affordable electricity,' Mr Watts says. 'Currently the large power companies can cross subsidise themselves because they both produce energy and sell it. The new rule will mean they have to offer their generation at the same rate to everyone and can't offer themselves discounts. This will level the playing field by giving smaller companies a better chance to compete and will mean Kiwi consumers have more choices. 'Healthy competition is essential to give us the reliable and affordable electricity we need to power our homes and businesses. The changes announced today will encourage investment in new generation and allow all players to compete on a level playing field. This will lead to better economic outcomes, including for our large-scale industries.' These changes were developed under the Energy Competition Task Force, established in August last year in response to the winter power crisis. The new non-discrimination rule will be consulted on later this year. 'While today's announcement is a positive step, we remain deeply concerned about the lack of affordability and competitiveness in the electricity market. I expect the Authority to deliver more efficient, competitive, and reliable electricity market,' Mr Watts says. 'Looking ahead, I have also received the final report of the electricity markets performance review, which looked at how we can improve the market to support economic growth and ensure access to reliable and affordable electricity for consumers. I will have more to say on the review's outcomes in due course, once Cabinet has given careful consideration to its findings and recommendations.'
