Online platforms have been rapidly automating customer service using artificial intelligence to cut costs. Customers often get a drop-down list of options that does not address their query. Often, the cause of the call is not covered in the options,Simply put, most customers miss the human touch.ETtech conducted a survey to understand the issues customers face when engaging with chatbots. Most complained that it either took time to resolve their queries or their issues were left unresolved.According to the survey, about 60% of the respondents who use major ecommerce and quick commerce platforms said that they would prefer talking to humans over AI chatbots for their order queries. About 20% said they were okay with chat bots. Over 75% of the respondents rated their AI support experience 3 or less on a scale of 5.According to industry experts, poor customer service, especially in the quick delivery segment, could push users away.'Customer service in segments such as food is very critical because of the urgency and need for accuracy,' said Naman Lahoty, partner at venture capital fund Stellaris Venture Partners . 'In a lifestyle category, the urgency to resolve a query is not as much.''Chatbots have been around for a long time now but most of them are extremely robotic and customers miss the human touch,' said Gaurav Agrawal, chief business officer of Exotel, which provides AI services to companies.Ecommerce platforms such as Amazon, Flipkart and Meesho , quick commerce apps Instamart and Blinkit, and many new-age brands have all automated their customer support services for level 1 queries — usually on order details, status and frequently asked questions. For these brands, using bots at the first level is a practical approach, not just because it is cost-effective, but because of the sheer size of their user base.For platforms that process millions of orders per day, it is pragmatic to automate repetitive customer service tasks to manage the volume of enquiries, especially during festive periods. Take ride-hailing platform Uber , for example. It handles millions of support requests annually across more than 15,000 cities and in over 50 languages.'If a platform's normal volume is 1,000 calls per day, during the Rakhi or Diwali season it could go up to 3,000 calls per day due to more orders,' explains Kopal Gupta, head of AI Labs & Velocity Pay at Velocity AI . 'Typically, companies will not hire people for just these phases, and customers could get a delay in response."According to industry experts, while automating customer service for repetitive questions or level 1 queries increases efficiency, human interaction is essential at level 2 and level 3 because of the complexity of the queries.To address this challenge, platforms and brands are increasingly experimenting with AI usage in their support system and hiring customer care executives who are AI savvy.Amazon India has been experimenting with AI-powered customer care to improve its service. 'I think we are starting to get a lot deeper into it,' said Samir Kumar, country manager for Amazon India, in a conversation with ET.'A chatbot is almost a commodity, right? But it's not about that. It's about whether we can use some of these tools to really make a difference for our customers because their interaction with AI has to be somewhat personal,' said Kumar. 'If customers have some challenges with service, I would rather have them talk to a person who can solve their problem.'Brands and platforms are slowly moving to generative AI chatbots trained on existing data on the platform as well as AI agents in vernacular languages to bring back the human element, according to Exotel's Agarwal.Uber has been using technology to automate customer interactions for FAQs, fare adjustments, refunds and more and now it is using generative AI. "We are using Generative AI to further increase our coverage and improve conversational experiences to delight our customers," said Jayaram Valliyur, senior director of engineering, Uber.Bengaluru-based Velocity AI recently launched an AI-powered customer service platform called Vani AI. In just about three months from launch, over 80 direct-to-consumer brands have integrated Vani AI into their platforms.Vani AI is an AI-enabled voice chatbot that can speak fluently in English, Hindi and other regional languages to help solve payment-related problems, OTP issues, return and exchange scheduling calls and more with the customers.Ecommerce platform Meesho has a generative AI-powered voice bot that supports Hindi and English and distinguishes between casual affirmations such as 'yes', 'ji' and 'okay'. The bot had achieved 10% higher Customer Satisfaction (CSAT) scores, as of November 2024.Hiring for the human workforce in the segment has picked up in the past year while companies are focusing on making their AI chatbots better and adding AI Agents.In the post-Covid world, between 2020 and 2021, job postings in the sector surged by 498%, and jobseeker interest rose by 1,400% as companies ramped up digital support, according to Bengaluru-based staffing company Quess Later, in 2022-2023, job postings in the customer care space fell 73.5% and candidate interest also dropped by 64.5% as offices started opening and repetitive work started getting automated in the segment.However, in 2024-2025, hiring is picking up again, but with a shift in focus. 'India's BPO sector added 700,000 new jobs in the last year alone,' said Kapil Joshi, chief executive of IT hiring and staffing at Quess. 'We're seeing demand rise for digitally skilled customer support agents — those who can work alongside AI tools to manage complex, non-scripted queries.'Take Flipkart, for instance. While the platform is automating its customer care services, it is hiring for the segment with an AI focus.'Even as the customer experience landscape evolves, key competencies required in the customer support workforce are emotional intelligence and technical adaptiveness combined with learning agility,' said a Flipkart spokesperson, in response to ET's queries. 'Our focus is on developing adaptable talent that can rapidly respond to changing multi-modal needs of our customers and manage omnichannel support (voice/chat) seamlessly.'

India's corporate leaders are betting on revival in capital spending and consumer demand after Prime Minister Narendra Modi on Friday vowed to deliver sweeping goods and services tax (GST) reforms by Diwali. The overhaul, described by Modi as a 'Diwali gift' during his Independence Day address, aims to lower tax rates, simplify compliance, and modernise the GST system to make it more growth-friendly. Corporate leaders expect the planned revamp to cut levies on daily-use goods, rationalise rates to address inverted duty structures, and move towards a two-slab framework — one standard rate and a lower merit rate for essentials, with special rates for food products. The reforms will focus on easing the tax burden on small industries and micro, small and medium enterprises (MSMEs). It will make compliance less cumbersome through technology-driven measures such as pre-filled returns, faster refund processing, and fully digital registration. Industry executives say the potential impact on investment decisions could be significant, particularly in manufacturing, logistics, housing, and consumer goods. 'We applaud the announcement of a comprehensive GST review after eight years, which will reduce tax burden on consumers and businesses and enhance ease of doing business. The commitment to reduce compliances, eliminate redundant regulations and create a dedicated reform task force will strengthen India's position as a global manufacturing hub. We endorse PM's vision of producing world-class quality products at competitive costs, and the industry assures its commitment in realising this goal,' said Harsha Vardhan Agarwal, President of Federation of Indian Chambers of Commerce & Industry (FICCI). Satyakam Arya, managing director (MD) and chief executive officer (CEO) of Daimler India Commercial Vehicles, said the simplified GST would reduce operating costs across the vehicle value chain and stimulate demand for trucks and buses. 'The proposed reforms will further strengthen our ability to invest in advanced, efficient technologies, create more local jobs, and enhance India's role as a competitive global manufacturing hub,' Arya said. He added that a stable tax framework would support its long-term capacity expansion. In real estate, Pradeep Aggarwal, founder and chairman of Delhi-based Signature Global (India) Ltd, said the reforms could help rationalise input prices, improve cash flows, and make housing more affordable for buyers. 'Long-term clarity on tax rates will enable the real estate sector to plan projects with greater confidence and better cater to the evolving needs of homebuyers,' Aggarwal said. Corporate advisors say moving to a two-rate GST structure would align India with advanced economies, reduce classification disputes, and encourage compliance. 'Reduction in GST rates will contribute to price reductions, which will lead to increased consumption,' said MS Mani, partner at Deloitte India. He added, 'However, the absence of anti-profiteering provisions now would make it incumbent for businesses to self-regulate and pass on the reductions to consumers.' The GST overhaul comes as the government seeks to accelerate growth to achieve its goal of making India a developed nation by 2047. Economists say a simpler, investment-friendly tax regime could bolster both domestic and foreign investment. It would provide a tailwind to manufacturing and exports at a time when global trade remains under pressure. 'This is more than just a policy shift, it's a signal of confidence in India's consumption story,' said Mohit Malhotra, CEO at Dabur India.

Patna: Migrant workers from Bihar living in other states will soon find it easier to return home during major festivals like Chhath, Diwali, Holi and Durga Puja, with the state government announcing a Rs 35.64 crore initiative to provide smoother transport facilities. Chief Minister Nitish Kumar, in his Independence Day address, said the move aims to reduce the annual rush and ticket shortages faced by people travelling back to Bihar during the festive season. Under the plan, the government will launch interstate bus transport services on a Public–Private Partnership (PPP) model, ensuring more buses, regulated fares, and improved connectivity between Bihar and major states such as Delhi, Gurugram, Uttar Pradesh, Punjab, and Rajasthan. 'This will significantly reduce problems of high fares and non-availability of bus tickets,' Kumar said, adding that the scheme is expected to be operational before the festive season. Every year, thousands of Biharis working outside the state face long waits and inflated fares to return home for celebrations. The new interstate service aims to ease that journey and make festive homecomings stress-free. To encourage operators, the government will provide grants of Rs 150 per seat during peak season and Rs 300 per seat in the off-season. This is expected to increase the number and improve the connectivity of buses running between Bihar and major states such as Delhi, Uttar Pradesh, Punjab, Haryana and Rajasthan. The total estimated expenditure over five years is Rs 35.64 crore, with an additional 2 per cent contingency fund of Rs 71.28 lakh, bringing the overall cost to Rs 36.35 crore. For 2025-26, Rs 7.27 crore will be drawn from the Bihar Contingency Fund. Passenger groups have welcomed the initiative, saying it will help end the long-standing issues of ticket shortages and inflated fares during the festive rush. The government believes the scheme will ensure stability in fares and significantly reduce travel hassles for those returning home for celebrations.

Fast-moving consumer goods (FMCG) companies expect to laugh their way to the bank this year as Prime Minister Narendra Modi's announcements in his Independence Day speech could boost consumption. The announcement of the Pradhan Mantri Viksit Bharat Rozgar Yojana aims to support the creation of over 3.5 crore jobs in two years. The scheme will provide an incentive of up to Rs 15,000 in two instalments to newly employed youth and up to Rs 3,000 per month per new employee to employers for the creation of new job opportunities. Modi also announced GST reforms as a Diwali gift to lower the tax burden on the common man. Because of these two announcements, consumer goods companies expect consumers to increase their budgets for purchasing more. This increased spending is expected to be seen particularly by the urban middle-class consumer. 'I think this is a bold move by the government, as reductions in daily essential items will push urban consumption higher,' Anghsu Mallick, Managing Director and CEO of AWL Agri Business (formerly known as Adani Wilmar), told Business Standard. Parle Products, which sells biscuits like Parle-G, also sees consumption further growing with these announcements. 'This year is going to be very critical. I don't see any reason why companies will not do well,' said Mayank Shah, Vice-President at Parle Products. Shah explained that the company had targeted high single-digit growth for FY26 in the months of April and May. However, the announcements made in the past few months, like the Reserve Bank of India cutting interest rates, increasing the income tax rebate, and good monsoons, have already put more money in the hands of the consumer, giving a boost to consumption. 'With these slew of measures coming in, we expect to close the year with a minimum of 12-15 per cent growth,' Shah said. Dabur India also expects the government's move to improve sentiment as the festive season approaches. 'As the festive season approaches, this move will help improve sentiments and put more purchasing power directly into the hands of millions of Indian families. This is more than just a policy shift; it's a signal of confidence in India's consumption story. It will energise demand, especially in rural and semi-urban markets, ease the burden on households, and catalyse growth for branded FMCG products,' said Mohit Malhotra, CEO of Dabur India. Amul also expects the reduction in GST rates to benefit both the producer and the consumer. 'We have been requesting the government to reconsider the current GST rates, and once it is lowered, it will help bring prices down and also stimulate demand,' said the Managing Director at Amul. He also added that supporting the youth with jobs will encourage them and, more importantly, motivate them, which will further support consumption.
